A negative review feels personal, but your reply isn't really for the reviewer — it's for the hundreds of people who will read it later. A calm, professional reply often does more for your reputation than the review did against it.
The five steps
- Wait an hour. Never reply while you're upset.
- Thank them and use their name. "Thanks for letting us know, Maria."
- Acknowledge the specific problem — once. Show you read it: "Waiting 40 minutes for a table isn't the evening we want for anyone."
- Don't argue in public. Even if they're wrong, a public debate makes you look worse. State a fact once, if you must, and move on.
- Take it offline. Give a direct way to reach you: "I'd like to make this right — please call me on 555 0100."
Keep it under 80 words. Long replies read as defensive.
Example replies
Slow service at a restaurant
Thanks for the honest feedback, James. Waiting that long for your food isn't acceptable, and I'm sorry it spoiled your evening. We've changed how we staff Friday nights. If you're willing to give us another try, please ask for me — Ana, the manager.
Price complaint at a garage
Hi Sam, thank you for taking the time to write. I'm sorry the final bill was higher than you expected. We should have called before doing the extra work, and we've reminded the team. I'd like to go through the invoice with you — please call me on 555 0100.
A review that seems to be about someone else
Thanks for your review. We couldn't find a visit matching this description, but we take every comment seriously. Please contact us at hello@example.com so we can look into it.
What never to write
- Anything that confirms private details — especially in healthcare ("your treatment", "your appointment on Tuesday")
- Offers of money or discounts in exchange for changing or removing the review
- Blame, sarcasm, or "we've never had this complaint before"
- The same copy-pasted reply for every review
Can I get a review removed?
Only if it breaks the site's policies — spam, off-topic content, hate speech, a conflict of interest (a competitor or ex-employee), or personal information. You can flag it from your Google Business Profile. A review simply being negative or unfair isn't grounds for removal; a good reply is your best tool.
Make replying easier
Most owners don't fail at replying because of tone; they fail because they never get round to it. Kubeuron's AI review replies draft a calm, specific reply to every review in your voice — negative ones included — and nothing is published until you approve it.
